มีคนแนะนำให้ผมรู้จัก pantip.com เมื่อประมาณสองปีก่อน ผมถึงรู้ว่าพันธ์ทิพเป็นเว็บบอร์ดที่มีคนนิยมมากที่สุดเว็บหนึ่งของเมืองไทย แถมยังมีห้อง “มาบุญครอง” เป็นแหล่งรวมสารพันข้อมูลและกระทู้เกี่ยวกับบริการไอทีและโทรศัพท์มือถือ ซึ่งมีสมาชิกเข้ามาโพสต์ข้อมูล ความคิดเห็น ข้อสงสัยหรือคำถามต่าง ๆ ตลอด 24 ชั่วโมง ข่าวสารบางเรื่องในพันธ์ทิพไวกว่าหาอ่านตามหน้าหนังสือพิมพ์เสียอีก
น่าเสียดายที่ภาษาไทยของผมอ่อนด้อยมาก เลยต้องมีคนคอยช่วยแปลสรุปมาให้อ่านเป็นระยะๆ ขณะเดียวกันก็มีทีมงานคอยเข้าไปอ่านและตอบกลับกระทู้ที่รอคำตอบอยู่ ซึ่งก็สร้างความพอใจให้กับลูกค้าได้ในระดับหนึ่ง แต่ก็มีบางเรื่องเหมือนกันที่การเข้าไปตอบกระทู้ตามปกติ ไม่ใช่คำตอบของทั้งหมด
ดังนั้นเมื่อ 2-3 อาทิตย์ก่อน ผมจึงมีโอกาสได้พบปะพูดคุยกับลูกค้าของเราที่เป็นชาวพันธ์ทิพ 3 ท่านด้วยกัน
เวลาเกือบ 3 ชั่วโมง ผ่านไปอย่างรวดเร็ว
ผมชื่นชมความตรงไปตรงมาและจริงใจของลูกค้าทั้งสามท่านมาก เกือบสามชั่วโมงที่ผมนั่งฟังข้อชี้แนะและคำติชมของลูกค้าด้วยความสนใจ จะเรียกว่าเป็นประสบการณ์เปิดโลกทัศน์ประจำสัปดาห์นั้นเลยก็ว่าได้
ผมได้ความรู้มหาศาลจากการฟังและที่สำคัญไปกว่านั้น มันทำให้ผมรู้ว่าบริการของเรายังต้องมีการปรับปรุงอีกมาก…
ปกติบริษัทชั้นนำทั้งหลายมักจะมีการทำสำรวจความพึงพอใจของลูกค้าเป็น ประจำอยู่แล้ว แต่กว่าข้อมูลจะมาถึงมือเรา ระดับความ “ไม่” พอใจของลูกค้าต่อบริการบางอย่างก็อาจลุกลามไปไกลจนเกินแก้
ปัญหาหลายอย่างเกิดจากการที่เราคิดว่าเรารู้แล้ว เก่งแล้ว ดีแล้ว จนมักจะเป็นคนผูกขาดการ “พูด” ไว้คนเดียว และไม่ยอม “รับฟัง” ความเห็นของคนอื่น ยิ่งเป็นคำวิจารณ์ด้วยแล้ว หลายคนไม่อยากจะได้ยินให้ระคายโสตประสาทเสียด้วยซ้ำ
แต่ผมว่าความเห็นที่หลากหลายโดยเฉพาะคำวิจารณ์อย่างสร้างสรรค์นั้น มีประโยชน์กว่าคำชื่นชมที่ปราศจากความจริงเป็นไหน ๆ
ยิ่งเป็นคำวิจารณ์ที่ออกมาจากลูกค้าโดยตรงด้วยแล้ว มันบอกอะไรหลายอย่างที่เราไม่เคยรู้มาก่อน และทำให้เราสามารถปรับปรุงบริการต่าง ๆ ให้ดีขึ้นได้
หลายคนพยายามอ้างว่าไม่มีเวลาเพราะมีงานรัดตัว แต่ผมว่าพวกเขาขาดความกล้าในการยอมรับความจริงมากกว่า อย่าพูดเลยครับว่าไม่มีเวลา เพราะทุกคนมี 24 ชั่วโมงต่อวันเท่ากันทั้งนั้น แต่ทำไมบางคนถึงมีเวลามากพอที่จะแบ่งมารับฟังปัญหาของลูกค้ามากกว่าคนอื่น ได้
และที่สำคัญมันจะมีประโยชน์อะไรครับที่จะออกบริการมามากมาย แต่ท้ายที่สุดแล้วลูกค้าไม่ชอบหรือไม่ถูกใจ
ระหว่างที่นั่งคุยกับลูกค้าชาวพันธ์ทิพ ผมคิดไปถึงคำพูดของวินสตัน เชอร์ชิล ที่บอกไว้ว่า ความกล้าไม่ใช่แค่กล้ายืนขึ้นพูดเท่านั้น แต่ต้องกล้าที่จะนั่งลงและรับฟังด้วย
ความจริงข้อมูลจากลูกค้ามีอยู่ทั่วไปทุกหนแห่ง เพียงแต่เรา “กล้า” พอรึเปล่าที่จะเปิดใจรับฟัง “กล้า” พอมั้ยที่จะยอมรับว่าเรายังมีข้อบกพร่อง และ “กล้า” พอรึเปล่าที่จะปรับปรุงตัวเอง
โจทย์วันนี้จึงไม่ใช่ว่าเรากล้าพูด กล้าทำ อย่างเดียว แต่เราต้องกล้าฟังและแก้ไขด้วยครับ.
